Do frontline professionals understand the operating system behind the metrics they are held accountable for?

CENTRAL RESEARCH QUESTION

Among frontline contact-center employees, does understanding how individual behaviors, queue dynamics, workforce planning, customer outcomes, cost, and organizational objectives connect predict stronger judgment, adjustment, engagement, performance, or retention after relevant job and workplace factors are considered?

Why this study matters

Study #003 will test whether operational and business literacy is meaningfully related to frontline adjustment, decision quality, engagement, performance, and retention. It will not assume that teaching metrics improves outcomes, that employees are responsible for system-level performance, or that a low KPI result reflects low effort or low competence. Findings that weaken or contradict the proposed value of operational literacy will be reported transparently.

What the evidence currently suggests

Role clarity, feedback, goal systems and business understanding have supporting literatures, but the proposed frontline operational-literacy construct is not yet validated.

Evidence status: Partial / construct gap. Published evidence can establish foundations and mechanisms, but it does not establish that a ResolveCX intervention produces these outcomes.

What ResolveCX still has to learn

Incremental predictive and intervention value of ResolveCX operational/business literacy in contact centers.

Why this matters to the larger thesis

Promising differentiator, but should not become a proprietary score before validation.

Research status and limitations

This study is being published as ongoing research. Interviews, surveys, employer data, longitudinal evidence, validation, or replication may support, narrow, contradict, or reject the current hypotheses. Preliminary observations will not be presented as industry-wide conclusions.

Questions this study helps answer

What is contact center KPI and business literacy?

It is the ability to interpret how demand, staffing, shrinkage, adherence, availability, service level, abandonment, quality, resolution, customer experience, cost, and employee experience connect within the operating system.

Does KPI literacy mean employees are responsible for system-level results?

No. Study 003 explicitly separates understanding a metric from being individually responsible for outcomes that are materially shaped by staffing, demand, technology, policy, and other system-level conditions.
